Rethinking IT Operations /ecs-insight/blog/rethinking-it-operations/ Thu, 06 Oct 2022 13:53:58 +0000 http://ecstech.flywheelstaging.com/?p=20686 In the post-pandemic era, a disproportionate burden falls on IT personnel to ensure operational continuity. Rethinking IT Ops means outsourcing these responsibilities to a managed provider, netting the same capabilities at a fraction of the cost.

With increasing digitization and remote access, Information Technology Operations (IT Ops) feels acute pressure to ensure operational continuity.

As your personnel are stretched thin providing day-to-day troubleshooting and monitoring for vulnerabilities and threats, its time to rethink IT Ops. A managed service provider with a proven track record and expertise, such as 躂圖AV, can help your organization realize the same capabilities as in-house IT Ops (or better) at a fraction of the cost. Read on to learn more about the specific challenges facing IT Ops today and the value in outsourcing these responsibilities as well as what to look for in an ideal partner.

The Pressures Facing In-House IT Ops

While onsite operations have ramped up in recent months, Security and IT Ops remain , even as organizations cyber assets and network complexity . This growth increases not just the workload for IT team members, but the organizations total attack surface area.

The result: your personnel spend their days distracted with day-to-day troubleshooting. They lack the resources to move beyond a reactive posture and perform the analysis needed for observability. Capabilities such as early warnings for outages or proactive threat hunting remain elusive.

This model of IT Ops drives a vicious cycle of burnout. Constantly replacing personnel represents a huge cost, and the time and money spent on training new recruits will often not be recouped. Finally, the lack of a proactive security approach also puts organizations at risk of significant costs in the form of a breach.

Finding An Ideal Partner

Partnering with a managed services provider for either co-managed or fully managed IT Ops enables you to increase your IT Ops capabilities while reducing your costs. Your provider should be flexible and able to offer you different degrees of involvement/oversight to match your unique needs.

Co-Managed IT Ops

Offers basic monitoring, troubleshooting, and alerts, as well as the tracking and root cause investigation necessary for real observability.

Fully Managed IT Ops

Goes a step further by configuring, maintaining, and updating tools and systems, in addition to providing on-call/onsite resources for immediate emergency response.

Even with all its services, a fully managed IT Ops partnership still results in significant cost reduction for the typical business. It alleviates IT retention problems and enables a more forward-looking, strategic approach to IT Ops and security. Outsourcing IT Ops capabilities also frees up critical resources to be used elsewhere in the organization.

躂圖AV has the expertise to provide those capabilities. With co-managed and fully managed offerings that scale with the size of your enterprise and your specific needs, we can take the pressure off while ensuring your IT Ops remains effective. Reach out to 躂圖AV experts today if youre ready to rethink IT Ops.

ServiceNow has created tremendous opportunity for enterprises of all kinds to achieve their digital transformation goals. From service desk operations to intelligent applications, the internet of things, and beyond, the Now platform offers a host of functionalities to find new efficiencies, reduce costs, and embrace smarter ways of doing business.

躂圖AV Director of Architecture Cherlyn Steininger and Customer Service Manager Chad Elliott sat down to discuss the keys to kicking off a successful enterprise transformation and the ways in which ServiceNow is paving the way for new levels of enterprise maturity.

CHAD ELLIOTT

Customer Service Supervisor

CHERYLYN STEININGER

Director of Architecture

Q: What is the typical starting point for enterprise transformation?

Chad Elliott: Every enterprise transformation engagement begins with the discovery phase. We want to understand the user environment, the service were providing to the customerthe service-level agreements–in other words, what are our measurements of success? If were modernizing a service desk function, for instance, that might be ticket types and response times. From an operational standpoint, how do we input these needs into the system? How do we categorize incidents, how do we account for different levels of support, from a self-service portal through service desk tiers three and four? In this phase, we not only think through the customers needs, but also the methods to achieve them.

Cherylyn Steininger: When we talk about enterprise transformation, its not just about any single tool. It includes the people and processes, as well as understanding the overall business. So, one of the things we focus on when it comes to discovery is not just where they are today and where they want to go tomorrow, but understanding their processes, their maturity levels, and areas of improvement that they may not see. From within an organization, the customer may not recognize all of the things they can gain.

In the beginning, we like to focus on a day in the life. This helps us understand not only how the customer is doing things today, but why, and how that why applies to the business. We may uncover things that are not typical to other organizations but are nonetheless critical components of that specific enterprise or engagement. We have to take into account not only best practices, but also whats best for the customers business. That involves understanding both the customer base and the user base, then tailoring the solution to meet their needsall of that comes into play as part of the discovery phase.

Q: So, youve done your fact finding and laid out a strategy. How do you proceed? What are some ways in which you can measure success across different engagements?

Chad Elliott:
At the end of the day, it always comes down to creating value for the end customer. How do they know they are getting value for their budget? You have to figure out objective measures, whether its availability, reliability, whatever, and go from there. The customer needs to know what theyre paying for, which they might not always understand in technical jargon. You might not even be talking to a technical employee.

Generally speaking, IT service management tries to bridge that gap. Sometimes, we come in to perform a function or implement one capability, and after examining the current state with the customer, they uncover other opportunities for improvement as well. We all know that enterprises are, by their nature, interconnected. What started as a standalone engagement can, through the unification of siloed components and automation of key processes, ultimately come to encompass other parts of the enterprise as well. This is how we build systems that are smarter, more efficient, and more secure.

Cherylyn Steininger:
This trend has definitely picked up in the last five years. We have especially seen a growth pattern with ServiceNow capabilities beyond IT service management (ITSM)solutions like customer service management, human resources (HR), facilities and workplace management, and IT operations and asset management (ITOM and ITAM).

The fact is that when we talk about ITSM, which has been around for over 20 years, most customers have reached a level of maturity where theyre looking to expand on what they already have. Weve worked with some of the national laboratories, for example, to implement HR across the board, ITAM and configuration management databases (CMDB), and other functions that go beyond traditional ITSM.

Chad Elliott: Thats why I like ServiceNow. Maybe a customer starts with something like incident management, simple tickets, but once they start to see the other applications that ServiceNow offerschange management, project managementit gets their appetite going. ServiceNow has been a great vehicle to drive improvement because its a tool that customers can visualize.

The volume of data available to enterprise organizations grows larger every day. Alongside this growth, more and more tools, processes, and services are being introduced to meet the demand for data analytics and artificial intelligence (AI) solutions. Whether seeking to improve operations, optimize spend, or pursue new lines of business, government agencies and large companies alike are eager to leverage the latest technological advances to derive critical insights from data.

So, how can your organization benefit from these trends and accelerate the development of analytics and AI? It all starts with your approach to data.

Driving Analytics Success

Data analytics is more than simply running numbers. It is a multi-phase process which requires diligence and skill at every step. After mapping and collecting data from multiple sources, organizations must determine the right platform to meet their storage needswhether a data warehouse deployed by a cloud service provider, a hybrid solution, or a private deployment model. From there, data must be cleaned up, prepared, and structured for analysis. Only then can data scientists begin to query the data in order to uncover valuable insights.

The phases of analytics can be characterized as data acquisition, data engineering, data science, and data consumption. Organizations can falter in any of these steps. They can fail to map the data correctly, conflate the business problem and misapply analytic solutions, or fall into the mire of analysis paralysis. While some companies may employ an internal team to perform in-house analysis, others turn to trusted solution providers like 躂圖AV who bring the experience and proven capabilities to meet their data analytics needs.

Leveraging Expertise

Preparing for the White Houses Executive Order on Cybersecurity

In May 2021, the White House signed an aimed at improving the nations cybersecurity across the public and private sectors. As changes come into effect over the coming months, federal and commercial organizations will need to quickly navigate new security requirements surrounding zero-trust architecture, multi-factor authentication, threat information sharing, and supply chain risk management.

Our own Dr. Shayla Treadwell, executive director of governance, risk, and compliance, and Keith McCloskey, chief technology officer of 躂圖AV homeland security sector, sat down to discuss the laws impacts and how 躂圖AV can help organizations achieve compliance with the new EO.

SHAYLA TREADWELL

Executive Director, Governance, Risk, and Compliance

KEITH MCCLOSKEY

Chief Technology Officer, Homeland Security Sector

Q: What is the importance of the cybersecurity EO?

Shayla Treadwell: To combat the growing threat of cyberattacks, the government is seeking to modernize the cybersecurity of federal organizations and the companies that supply them. The recent high-profile attacks on and the have laid bare the urgent need to protect the nations critical infrastructure. By strengthening the entire supply chain and enhancing the governments threat intelligence and detection and response capabilities, this EO seeks to defend the vital institutions that underpin the American way of life by leveraging the combined power of the nations federal and commercial enterprises.

Q: How will the EO impact different industries?

Keith McCloskey: The White Houses EO will have far-reaching effects on both the public and private sectors. In the federal government, each agency head will now be responsible for assessing departmental risk and implementing protective security measures such as zero-trust architecture and multi-factor identification. The EO also calls for an accelerated shift to secure cloud.

For federal contractors, including commercial-off-the-shelf (COTS) software providers, new cybersecurity standards will be built into contract language. Contractors will now be required to collect, preserve, and share information related to cyber threats and promptly report the discovery of cyber incidents. By removing the contractual barriers around information sharing, the government hopes to improve interagency threat intelligence and response.

New baseline security standards will also govern how private industry develops and sells software to the government. All software will need to meet higher production standards aimed at increasing supply chain security and strengthening products ability to resist cyberattacks. The EO also creates a new consumer labeling program to incentivize the market into protecting the security and privacy of customers and individuals. Technology companies will need to adapt their development practices to meet these new security standards.

EXECUTIVE ORDER
KEY GOALS

Remove Barriers to Threat Information Sharing Between Government and the Private Sector

Modernize and Implement Stronger Cybersecurity Security Standards in the Federal Government

Improve Software Supply Chain Security

Establish a Cyber Safety Review Board

Create a Standard Playbook for Responding to Cyber Incidents

Improve Investigation and Remediation Capabilities

Q: When should organizations expect these changes?

Shayla: The EOs accelerated timeline reflects the importance and necessity of these new cybersecurity measures. Federal organizations will need to quickly assess the state of their cyber postures and modernize many of their legacy systems within the first six months of the EO signing. Guidelines for commercial enterprises will quickly follow, taking effect within the year. The EOs rapid timeline and technical challenges mean federal and commercial enterprises will need to rely heavily on their contractors and partners to enact the required security solutions.

The biggest challenge facing federal organizations will be the adoption of zero-trust architecture, multi-factor authentication, and the new requirements surrounding information sharing standards. The Defense Industrial Base (DIB) will face slightly different challenges given their added supply chain requirements. Suppliers will need to implement automation and development security operations (DevSecOps), both necessary components of data collection, logging, and secure software development.

White House’s Executive Order Timeline

Q: How do organizations meet the challenges of the new EO?

Shayla: In order to implement the orders new cybersecurity requirements, the government and its partners will need to work alongside contractors to modernize cybersecurity services across the entire federal ecosystem. Achieving compliance is a process that requires understanding an organizations systems, processes, and protocols before developing roadmaps and strategies to strengthen their cybersecurity posture.

Similar to our Cybersecurity Maturity Model Certification (CMMC) compliance services, 躂圖AV builds custom-tailored solutions to meet your organizations specific needs. Our technical subject matter experts (SMEs) work hand in hand with chief information security officers (CISOs), executives, and other IT leaders to implement the missing technologies, capabilities, and practices required by the new EO.

Keith: 躂圖AV is already helping customers respond to key aspects of the cybersecurity EO. Right now, our experts are working with federal security agencies to develop new logging requirements and implement continuous diagnostics and mitigation (CDM) dashboards for the effective use of EDR data.

As a recognized industry leader in cybersecurity, cloud, and artificial intelligence (AI), 躂圖AV has the managed security solutions to help our customers adhere to all the requirements of the new EO. The COVID-19 pandemic has posed incredible challenges to enterprises across government and industry alike. From rapid increases in remote end-users to unprecedented demands for distributed networks, virtual operations, and automation, organizations of all kinds face the challenge of adjusting to a new abnormal in the workplace.

John Heneghan, 躂圖AV vice president of enterprise solutions, spoke with , president and chief revenue officer of ISM (recently acquired by 躂圖AV), to discuss the ways in which 躂圖AV and ISM are helping enterprises meet the demands of a post-COVID workplace with ServiceNow.

Q: How has the workplace changed since the COVID-19 pandemic?

Martin Burke: In many ways, COVID became an accelerator for a pre-existing trend towards remote work. People are coming to the realization that we dont all have to be on-site all the time. When the pandemic began, one of our customers expected to be back in the office after three weeks working from home. As time went on and employees were unable to return to the office, they realized that people were getting a lot more done. At a certain point, were not going back because of COVID became were not going back because were working better.

Thats the good news. At the same time, the pandemic brought special attention to challenges that were already there, but have become more pressing. When large portions of the workforce began working from home, many people took their office home with themcomputers, printers, mobile devices. Companies have a responsibility to keep track of these assets.

The second challenge is maintaining cyber infrastructure, which is suddenly faced with tremendous demand from outside the firewall. In many cases, the infrastructure that supports cloud and virtual operations has been pushed up to and beyond the level of functionality.

John Heneghan: The pandemic brought special attention to challenges that were already there but have become more pointed in the months since. There are so many business processes with manual interaction and a critical human element that must now be done in a virtual world. Onboarding employees, getting equipment and IT resources into the right hands, managing human capitalhow do companies keep these wheels turning when interaction at the office is not an option?

Many companies havent skipped a beat. At 躂圖AV, weve onboarded hundreds of people since the pandemic began. We use technology to manage employees and assets, automating workflows and approval processes behind the scenes. From traditional IT operations to the management, maintenance, and security of operational technology, manufacturing equipment, worksite tools and more, we are discovering so many ways to leverage automation and Internet of Things (IoT) technology to solve problems without sending people into the field.

Looking forward to a time beyond COVID, I see huge potential in this trajectory. Think of the systems in an office buildingsecurity, HVACor the specialized equipment used by a manufacturer. With advances in IoT and IT technology, we have every opportunity to make these assets safer and more efficient by automating maintenance, upgrades, troubleshooting, and more. 躂圖AV is already performing this work for the Military Health System, using IoT for medical devices in military hospitals across the country, including the naval ship USNS Mercy.

Q: What does this transformation look like as we build tools for the future?

John Heneghan: A federal agency recently hired 躂圖AV to reengineer their service desk and asset management system, moving these functions from a legacy system onto the ServiceNow platform. This new solution enables complete configuration control over business processes, including maintenance and change management. Everything is connected and secured in the cloud, with knowledge sharing across the entire organization, including remote and mobile assets. The ServiceNow platform allows us to capture so much data that we use to improve these systems on an ongoing basis.

For another customer, we used ServiceNow to build a continuity of operations plan for power outages at a data center, including asset tracking, backup and recovery, and automated remediation. With their old strategy, this customer would need a team on-site to triage the outagean imprecise, often time-consuming process. Now that assets are accounted for and much of the process is automated, they are operating at a higher maturity level with better, more resilient systems across the board.

Martin Burke: As we design system architecture, the ability to function remotely and keep devices operatingfrom maintenance to replenishment and securitytakes on new and vital importance. Using ServiceNow to implement stronger asset management capabilities and IT operations management, we build systems that can proactively meet increased cloud demand in real time, ensuring continuity of operations when organizations need it most.

These challenges are not new, but the pandemic forced us to accelerate our solutions. Now that were implementing them, these new systems and tools dont just solve present problems, they set up enterprise systems for future success.
